A human-in-the-loop AI agent handles the conversation itself but stops for a person at two moments: when it needs a fact only a human knows, and before a change you have marked as Needs approval. Ask the team

When only a person knows.

A fact that isn't in its knowledge, a policy exception, a price it may not promise — the agent asks a teammate, tells the customer it's checking, and carries on. The answer comes back as a note and it continues in its own words, or verbatim if you say so.

Needs approval

The agent proposes. A person decides.

Hand-over, resolve, workflow stage, tickets, lead and contact edits, and every API tool you give it can each be Off, Automatic or Needs approval. Approve as proposed, approve with edited values, or reject with a reason the customer hears.

Phone the team

Nobody online? Someone still answers.

When no one is online — or nobody has answered — the on-call roster is phoned on one of your own numbers. The question is read out; press 1 to approve, pick an option by number, or record an answer, hear it back, and send.

How it works

It escalates like a good shift lead.

One person at a time, then the next, then the phone, then the fallback you chose. Every step re-checks whether a human already replied in the conversation, so nobody is paged for something that's done.

    The agent raises a request

    A card appears in the conversation, in the team's team chat and on the Kaylee orb that floats on every CRM page. The customer is told the agent is checking.

  2. 02

    Whoever's turn it is gets the alert

    An in-app bell and a phone push to one person at a time, in roster order. Turns last 1 to 60 minutes — you choose. Anyone on the team may still answer first.

  3. 03

    The turn passes

    No answer? The next person is alerted. Up to three turns before the phone step, and the ladder respects each team's on-call hours — nobody is paged at 3 am unless you want them to be.

    The team is phoned

    On your own Lodgestory Voice number, in roster order, with the question read out in Kaylee's voice. Keypress or spoken answer; up to five attempts.

    A fallback you chose

    Still nothing? Hand over with a ticket, tell the customer in your words, or continue. A held approval is rejected, never quietly made. Requests expire after 4 hours by default.

A refund, approved with a different amount

A guest asks for a refund on WhatsApp. The agent proposes "Issue refund — 8,400" and tells the guest it has been sent for approval. Riya in Finance sees "Needs your OK" on the orb, changes the amount to 8,000 (the booking fee is non-refundable) and approves. The refund runs, and the agent tells the guest the amount that was approved — not the original.

Night desk, Goa

Asleep at 1 am, answered by phone

A guest asks whether a 4 am check-in is possible. Nobody is online, so the question is phoned to the on-call roster. Dev picks up, hears it, records "Yes, the guard will let them in; ask for the room number", hears it back and presses 1. The agent relays it within the minute.

Reservations, Jaipur

Off until nine, and the guest knows it

A group-rate question at 7 am. Reservations' on-call hours start at 9, so the agent tells the guest the team is back at 09:00 and will come back to them. The request lands on the first person online at nine — nobody's sleep is interrupted.

Mandate, not mood

Approvals are policy. The agent can't talk its way around them.

A change marked Needs approval cannot run without a person. The agent proposes it in plain words — “May I hand over to Finance?” — tells the customer it has been sent for approval, and waits. When nobody answers in time it is rejected, never quietly made. Every decision is logged with who made it and from where.

What is a human-in-the-loop AI agent?
A human-in-the-loop AI agent handles customer conversations on its own but pauses for a person at defined moments: when it needs a fact only a human knows, or before making a change you have marked as needing approval. In Lodgestory the agent keeps talking to the customer while it waits, and the request escalates by turn, then by phone, until someone answers.
How is this different from handing the conversation to a human?
A hand-over ends the automation: a person takes the whole conversation. Here the agent stays in charge, asks one question or proposes one change, and continues once a teammate replies. The customer talks to the same agent throughout; your team spends a tap instead of a conversation.
What happens when nobody answers?
The request passes from person to person by turn, then phones the on-call roster on your own number, then applies the fallback you chose on the step: hand over with a ticket, tell the customer in your words, or continue. A change held for approval is rejected when nobody answers — it is never quietly made. Requests expire after 4 hours by default (15 minutes to 24 hours).
Can the agent phone my team?
Yes. With Lodgestory Voice connected, the ladder can call the on-call team on one of your own numbers when nobody is online or nobody has answered. The question is read aloud; the teammate presses 1 to approve or 2 to reject, picks an option by number, or records a spoken answer, hears it back and sends it. Up to five attempts, in roster order.
Which actions can require approval?
Hand over or assign, resolve, change the workflow stage, create or update tickets, edit lead details, edit contact details, and each API tool you give the agent. Each is set to Off, Automatic or Needs approval on the AI Agent step. A teammate can approve as proposed, approve with edited values, or reject with a reason the customer hears.
Which channels does it work on?
Every channel a Bot Journey runs on: WhatsApp, Instagram, Messenger, email and the web chat widget. Requests from email conversations reach the team the same way.
Can I answer from my own systems or an AI assistant?
Yes. Two webhook events, ai_request.created and ai_request.answered, carry the full request. A REST API lets you list, read, answer, approve and reject requests, and five MCP tools let Claude, ChatGPT or any MCP client do the same. The first answer wins, from any surface.
Does it cost extra?
It is part of the AI Agent step in Bot Journeys on every paid plan. The phone step uses your Lodgestory Voice minutes and text-to-speech like any other call.
